COLLABORATION AGREEMENTS

  • Technology Plan and in collaboration with Mondragon University (MU), we have launched 4 projects focusing on:

  • Within the same Science and Technology Plan, we continue to collaborate with the Basque Center for Applied Mathematics (BCAM). Using advanced mathematical techniques, in 2019 a model for the prediction of claims related to car insurance has been continued.

ETHICAL AND SOLIDARITY-BASED MANAGEMENT

For the second year in a row we have been certified with the EThSI (Ethical and Solidarity Based Insurance) mark, a distinction of ethical and solidarity quality granted by the Ethical Finance Observatory (FETS).

It is awarded to all insurance companies, insurance brokers and managers that promote transparency in the insurance market, the development of ethical insurance and provide users with tools to choose the product that best suits their values.

Seguros Lagun Aro is a company committed to its stakeholders, which works to improve its efficiency to provide profitability to its shareholder, LABORAL Kutxa. With 344,448 customers, €179 million in premiums and €437 million in mathematical provisions, the pre-tax profit reached €39.5 million, representing an increase of 1.5% compared to 2018.

STRATEGY AND MANAGEMENT:
PRIORITY GOALS

After a period of reflection that began with an assessment of the level of compliance with the Strategic Plan 2016 - 2019 and a diagnosis of the internal and external situation, throughout 2019 we have carried out the strategic reflection, culminating in the preparation of a Strategic Plan for the years 2020-2022.

This is the first Strategic Plan carried out from an integral perspective in the LABORAL Kutxa Group with the participation of Seguros Lagun Aro.

At present, the main business risks are related to:

  • The effect of climate change on the accident rate of multi-risk areas.
  • Slow down in new car registrations due to the uncertainty of diesel and new traffic conditions in large cities.
  • Cost control.
  • Evolution of financial markets in a context of low interest rates.
  • Adaptation to the new regulatory requirements: IDD, RGPD and IFRS17, among others.

The main challenges that go beyond the current financial year refer to:

  • Business strategy: while keeping in mind the Company's risk selection regulations, increasing new production in each of the channels remains a priority.
  • Development of our people: because it is one of the most important aspects of the Company's strategy, we are working on the BIDEAN programme, which is due to be launched next year.
  • Customer experience: we have carried out an ambitious project in which we are trying to provide answers to important questions about the customer's experience during a claim. We have identified 25 initiatives to deliver the customer experience they need.
  • Digital transformation: In May we launched the 'Digital Claim', a communication platform where customers receive detailed information on the status of their claim.

VOLUNTARY ADHERENCE TO SECTORAL SELF-REGULATORY GUIDELINES:

Committed to business excellence and best corporate practices, Seguros Lagun Aro has adhered to the following self-regulation guidelines promoted by UNESPA, whose recommendations we follow:

COMPLIANCE

The Compliance function within Seguros Lagun Aro contributes to achieving the company's strategy through appropriate policies and procedures, carrying out advisory tasks, evaluating any legal modifications and thus preventing the risks of non-compliance from materialising. In this regard, together with LABORAL Kutxa, a regulatory radar has been set up with the main regulations, which is distributed every two weeks among the different areas.

On the other hand, throughout 2019, the issues established in the Regulatory Compliance Programme, which was approved in the Risk, Investment and Regulatory Compliance Committee were carried out, in which the following matters were addressed:

  • Adaptation to the EU General Data Protection Regulation and Organic Law 3/2018, of 5 December, on Personal Data Protection and guarantee of digital rights. We have continued working to adapt its internal functioning in accordance with these regulations in all areas and have proceeded to promote all the changes envisaged.

  • With regard to the Insurance Distribution Directive, we have carried out actions in the different areas involved in order to adapt to the new requirements.
  • Reassessment of criminal risks in accordance with Organic Law 1/2019 and, as a result of this, updating the criminal prevention model. We have updated the criminal risk map, identifying the activities in the scope of which the crimes to be prevented may be committed.

CORRUPTION RISK MANAGEMENT

With regard to the fight against money laundering and the financing of terrorism, we have published a new version of the prevention manual incorporating new legislation and other improvements.

In accordance with current regulations, we continue to apply a control system in this area, improving detection processes.

We have also prepared the first Self-Assessment Report on Money Laundering and Financing of Terrorism Risks.

INTERNAL CONTROL

The company's internal control system consists of integrated administrative and accounting processes and procedures as well as their corresponding reporting mechanisms established at the various relevant levels of the company. The internal control system has an independent compliance verification function.

In addition to the control activities carried out in each of the processes, the risk and internal audit area promotes the implementation of controls in those risks where their absence has been detected, as well as the improvement of those that have been detected to be ineffective. The Internal Audit function performs this task through the execution of the annual audit plan approved by the Audit Committee.

CUSTOMER PRIVACY

Regarding the protection of our customers' data, we have all the necessary resources to guarantee compliance with the law in this area.

Trust and transparency are the guidelines for the use we make of our customers' information.

Over the next year we plan to carry out training activities for the processing of this type of information with all employees. For Seguros Lagun Aro, data protection and confidentiality are two key issues in our day-to-day business.

CUSTOMER EXPERIENCE

Proximity, peace of mind, security and the value of accompanying the customer at a critical time, when they have a problem, are our fundamental purpose.

The fact that the product acquired is good, is a given. The key factor is not in the 'what', but in the 'how'. How the incident is managed and the various contacts generated with the insured party throughout the life cycle are what make the difference.

We move in a world of perceptions, on which the emotions and the memory that the brand generates in the mind of the consumer depend, and therefore, their link to the company.

Thus, with the aim of improving the Customer Experience throughout the claim management process, in 2019 we launched an ambitious analysis and diagnosis project in the areas of Cars, Home and Commerce, where, beyond reviewing our processes, deadlines or agents involved, we have focussed on the customer experience in order to find answers to various questions.

  • How do you feel when faced with an incident?
  • What goes through your mind?
  • How does it affect your daily life?
  • Do you find it difficult to find a solution?
  • Do you feel you are getting enough help?

As a result of this analysis, different alternatives have emerged which we are already working on and with which we hope to provide our customers with a memorable experience that they will remember and recommend. We want them to feel proud of their company.

This year, we have also launched Digital Claim: an online communication platform, where the customer receives timely and detailed information on the status of their claim.

RESEARCH

In order to continue developing products and services that allow us to have a complete offer, capable of meeting present and future demands, we have launched an ambitious market research project with potential and current customers.

On this occasion we focused on digitalization, in the areas of Cars, Home and Life.

Without forgetting the new needs such as insurance for bicycles and electric scooters, we focus on the connected vehicle, home automation, cyber security or active and healthy life.

In the first phase of research, IDEATION, we work with customers in a participative and dynamic way, through innovation workshops, by themes and customer profiles.

DIGITAL TRANSFORMATION

We seek to improve the digital customer experience by making our developments simple and easy to use.

OPTIMAL HOME ON

With only two pieces of information, square metres and postcode, the customer obtains an online quote for their home insurance. The policy is signed electronically, the contract is automatically archived and the customer receives all the documentation by email.

DIGITAL CLAIM

We have launched an online monitoring service with all the information related to the claim with access for the insured persons from their own smartphone in real time:

  • Updated information with the evolution of the claim.
  • Work plan of the Professionals.
  • Contact details of the people involved in the claim.
  • Advantages and commitments of the professionals.
  • Viewing invoices.

The customer consults their claim 6.16 times on average.

VIDEO VERIFICATION

75% of vehicle verifications prior to the contract are now performed via video verification, reducing costs, speeding up the contracting process and avoiding CO2 emissions into the atmosphere by reducing the number of trips made by the verifiers.

SURVEYING IN STREAMING

Throughout 2019 we have expanded this service, implementing it throughout our Trusted Workshops Network. This is tailor-made surveying, as the customers choose when it is carried out. In addition, reducing the journeys of the surveying team significantly minimizes the impact on the environment.

VEHICLE DATA COLLECTION

The implemented application allows us to obtain information about the vehicle (make, model...) by only using its registration number making it unnecessary to request the corresponding documentation and reducing the pricing process as well as the possibility of making mistakes.

RPA

We are developing different RPAs (robotic process automations) to perform mechanical and repetitive tasks, thus freeing people for those jobs that bring more value to the company.

Throughout this year we have implemented 4 processes in the following areas that involve 500 hours/year of manual tasks:

  • Registration of death.
  • Documentary management in the provision of multi-risk.

CYBERSECURITY

In a year in which there has been an important increase in cyber attacks on all companies, we have increased the level of protection of the systems, applying new countermeasures. We can highlight the implementation of a NAC system for access control, the restriction of access to email and non-corporate cloud storage, and the provision of awareness training to all staff on the responsible use of computer systems to minimize the risks of cyber attacks.

In addition, we have carried out the annual BRS test with one of the two Data Centres switched off for a whole week, working normally with the other active Data Centre, thus ensuring the continuity of the business in case of serious contingency in one of the Data Centres.

ELECTRIC PERSONAL MOBILITY VEHICLES: our home insurance includes new coverage to cover civil responsibility derived from this type of vehicle.

+LIFE: 100% designed to be enjoyed in life, improving and guaranteeing the quality of life of our customers since it extends, improves and makes more flexible the coverage and contingencies linked to survival such as permanent disability in any of its degrees and serious illness. Our life products include highvalue services for our customers such as the online Family and Living Will, all procedures related to death, second medical diagnosis in case of serious illness, Daily Life Assistance in case of illness or accident, Rehabilitation Program to help with integration, adaptation and mobility...

PAYMENT PROTECTION INSURANCE: we continue to expand our product range and provide our customers with payment protection insurance to protect their mortgage loan payments against possible unemployment.

It was held on 7 March at the AIC (Automotive Intelligence Center) in Boroa. Our best brokers enjoyed a day of recognition in an environment where we could observe the changes taking place in the automotive sector.

TRAINING DAY FOR THE MEMBERS OF OUR SPECIAL CLUB

The members of the SPECIAL CLUB received two days of training in July and October. On the 10th and 11th July, the consultant Eloy Paez offered a highly dynamic conference on Planning and Optimization of time.

On 29 October, Javier Sierra, consultant specializing in the insurance sector, gave a training course on how to provide commercial value in all positions of the brokerage, all of which was very much appreciated by our brokers.

EQUALITY BETWEEN
MEN AND WOMEN

Seguros Lagun Aro developed and approved its 2nd Plan for Equality between Men and Women in 2017. The plan is structured along 7 lines of work and 12 goals to be achieved in the period 2017-2020.

The level of development of the actions planned for this year has been positive, as 70% (14 actions) have been developed to a high level and 20% (4 actions) have been developed to a mid level. Therefore, 90% of the actions have been developed to a greater or lesser extent.

Highlights in 2019:

  • An internal competition was held to create a logo and a slogan.
  • The databases and reports have been reviewed and adapted for their sample disaggregated by gender.
  • Moving towards overcoming horizontal segregation, throughout this year the selection processes carried out have resulted in the integration of a woman in a highly masculine field such as supplier management and the integration of a man in a highly feminine field such as administration.
  • In the 4 promotion processes implemented, 4 women have been promoted.
  • A study has been carried out on the training received in the last 2-3 years by women and men.
  • We have carried out a pilot test to implement the TELEWORK modality in which 8 people have participated.
  • Monthly training capsules have been distributed to raise awareness among the staff about nonsexist use of language and images.
  • A survey was carried out on the contents of the GUIDE to Inclusive Communication with a participation of 63% of people.
  • A person has been appointed to ensure the use of inclusive communication on the web, social networks, intranet...
  • Two awareness campaigns have been launched in connection with the institutional campaigns of 8 March and 25 November.
  • A notice has been sent on '0 Tolerance' to sexual harassment in the company.

Throughout the year, 97.5% of the staff has been trained with 3,737 hours of training, making 20.3 hours of training per person.

The training is aimed at all professional groups and focuses on skills development, technical updating, and languages.

BASQUE LANGUAGE

As we do every two years, we collaborated in the 21st Edition of the KORRIKA by taking the LEKUKO on its departure from Bilbao.

Last year we participated as a promoter of EUSKARALDIA and this year we have developed different activities among workers to promote the use of the Basque language in the workplace, on an internal level (trebakuntza, ikastaroak, irteerak, lehiaketak,...) and external level (customers, suppliers, companies...).

THE RESULT OF THE RATINGS IS 8,5.

WE HAVE SENT 52 BICYCLES TO THE VICENTE FERRER FOUNDATION, as a result of individual and departmental challenges.

We have also reprogrammed the coffee machines so that the default option is no sugar. With this measure we consume 2.5 kg less sugar per month..

SOCIAL DIALOGUE

At Seguros Lagun Aro we maintain a good relationship with the Workers' Legal Representative (R.L.T.) with whom the Company's Statutory Agreement is negotiated.

2019 is the second year of the agreement signed for the years 2018-2021. This year we carried out a TELEWORK pilot programme in our company with very positive results in terms of reconciliation, reduction in commutes...

7.CARING FOR THE
ENVIRONMENT

We share an environmental policy, procedures and management with LABORAL Kutxa, which holds ISO 14001 environmental certification.

Due to the nature of our business, its environmental impact is small.

Below we list the main actions carried out throughout the current year with the aim of reducing our consumption of resources:

  • Our environmental management focuses on paper and toner consumption. The great effort made on this point since the end of 2017 has led to a reduction of more than 1 million prints and photocopies per year derived from our activity.

    The main actions carried out relate to digital archiving, the use of electronic means of communication with customers and monitoring the number of prints made by employees. Along these lines, 80% of the company's workstations already have double screens to avoid unnecessary printing.

  • 132 kg less plastic per year: we are also working on progressively reducing the use of plastic materials in different items of daily use, eliminating more than 7,200 plastic containers that have been replaced by eco-friendly food containers.

    Along the same lines, we have provided a ceramic cup to everyone in the Company which, as well as helping us reinforce the equality logo, has meant we no longer consume 25,590 coffee cups a year. In addition, we have replaced the single-use plastic cups and stirrers with compostable ones.

  • At the same time, we continue to work on waste management by providing the corresponding communal containers that differentiate three types of waste: paper, packaging/plastic and other waste.

    Different notifications have also been made to raise awareness among the staff about caring for the environment.

  • Audiovisual means: in order to provide remote meetings reducing the movement of people, practically all meeting rooms have videoconferencing systems.

SEGUROS LAGUN ARO PARTICIPATED IN UP!, THE FIRST SECTORIAL INSURANCE BOOTCAMP:

This was the first bootcamp organized by INESE to promote innovation and for which the prize was a trip to London to visit the main companies in the birthplace of insurance in Europe.

With a project to make insurance instagrammable, the team of young university students, led by Seguros Lagun Aro, won first prize.

SEGUROS LAGUN ARO, NEW MEMBER OF INNOVABIDE:

Innovabide is a network of 30 Basque companies for the improvement of Road Safety in the same. It was launched in 2017 by the Basque Government's Traffic Department. The main objectives of this network are to reduce road accidents, decrease the number of job-related victims (in intinere or in mission) and promote awareness of safe mobility.

WE TAKE THE REFLECTION ON HOW TO FACE RISK TO CLASSROOMS.

Over 4 weeks, eight volunteers from Lagun Aro participated in the programme "The risk and me" aimed at 3rd year secondary school students. The initiative was carried out between May and June and is promoted by UNESPA and coordinated by the Junior Achievement Foundation. The programme aims to make students aware of the risks they are exposed to in their daily lives and the attitudes and emotions they show towards risk.

The "Risk and Me" initiative is part of the We are Covered project, in which the Company participates, which has the goal of bringing insurance closer to people and raising awareness of the role played by our sector in society.

Given the importance of adequate supply chain management within the framework of responsible action, we carry out purchasing management jointly with LABORAL Kutxa and we prioritise the acquisition of the majority of goods and services in the areas where we are present.

COLLABORATIONS IN THE SOCIAL SPHERE

  • Collaboration with STOP ACCIDENTES, a civic nonprofit organisation committed to road safety and the right to life.

    With the aim of raising society's awareness of risk behaviour and the road safety problems involved in mobility in urban areas, the travelling exhibition "Pedestrian, Cyclist, don't let them cross your life" has continued throughout 2019 in different places in the Basque Country.

  • We collaborated in the mentoring programme of the GAZTENPRESA FOUNDATION, a LABORAL Kutxa initiative with the general goal of creating, developing and maintaining small businesses and micro-SMEs, identifying employment opportunities through selfemployment for people who are unemployed or at risk of becoming so. In 2019 the projects developed that get passed the viability phase have generated 405 enterprises, creating 787 jobs.
  • We comply with LISMI by making an economic donation to GUREAK INKLUSIO FUNDAZIOA for the development of activities for the employability and creation of employment for people with disabilities.
  • Blood Donors from Bizkaia: they come to our facilities 3 times a year as we have a group of people from the company who are regular donors.
